A quick executive summary I was asked to write to explain how to use AI in a customer support—knowledge base context.

One of the most common mistakes companies make when implementing AI is assuming that because a general-purpose AI model can generate content, it will necessarily generate the right content. This is the root cause of AI hallucinations—responses that sound plausible but are factually incorrect or irrelevant. The issue isn't the model's capability; it's that large language models (LLMs) work with whatever information is available in their context window, a limited "working memory" measured in tokens. Without strategic curation of this context, models may draw from outdated information, prioritize irrelevant details, or simply invent plausible-sounding answers when they lack sufficient grounding data. This challenge has given rise to context engineering: the strategic discipline of structuring and controlling what information an AI considers when generating responses.

Context engineering goes far beyond crafting better prompts. It encompasses managing an AI's entire "working memory," including user history, real-time data from APIs and databases, role definitions, business rules, and conversation state across multiple turns. This holistic approach addresses a fundamental constraint: as context windows grow larger, models experience "context rot," where their ability to accurately recall and utilize information degrades. Effective context engineering employs techniques like just-in-time retrieval (fetching only relevant data when needed), context compression (summarizing or prioritizing information), and structured memory management (distinguishing between short-term session state and long-term user preferences). By grounding AI responses in your specific internal data sources and implementing guardrails that limit randomness, context engineering transforms unpredictable AI prototypes into reliable production systems.

For product teams, this means designing AI features that truly understand user needs through persistent memory and personalized interactions. Think about a shopping assistant that remembers style preferences across sessions or a code copilot that learns a developer's common patterns. For marketing teams, it enables creating AI-driven experiences that maintain brand voice consistency, pull from approved content sources, and deliver accurate information without the reputational risk of hallucinations. Context engineering is the critical bridge between impressive AI demos and scalable, trustworthy AI products that deliver measurable business value. As context windows expand and tools like the Model Context Protocol standardize how AI systems share information, mastering this discipline becomes essential for any team building AI-powered customer or employee experiences.
